Case Study · Retail Sector

Making the handover from sales to after-sales feel deliberate — not like falling off a cliff

Challenge

A home furnishings retailer noticed that customers were often warm during the purchase process but disengaged or unhappy when contacting after-sales. The gap between the in-store experience and the follow-up service was wider than anyone had realised.

Engagement

A Service Quality Review covering the after-sales process — including observation of how enquiries and complaints were handled, and input sessions with the customer-facing team. The journey map from a prior session was used as a reference point.

Outcome

Three changes were implemented from the improvement list over six weeks. Staff reported feeling more clear about their role in after-sales. Within two months, the company saw a reduction in repeat complaint contacts and a modest improvement in post-purchase feedback scores.

Building a consistent client experience across an office that had grown faster than its processes

Challenge

A growing professional services firm had added staff quickly, and the quality of client communication varied significantly depending on who handled an enquiry. Clients who dealt with certain staff consistently rated the firm highly; others were less certain.

Engagement

An Experience Improvement Programme spanning nine weeks, including interviews with clients and staff, a full journey mapping exercise, and cross-team alignment sessions. The aim was to identify what the best interactions had in common and build a shared foundation from it.

Outcome

The experience plan produced a set of shared communication guidelines the team found credible because they came from observation — not from a mandate. New staff onboarding was updated to include the guidelines. Client satisfaction tracking was set up using the feedback toolkit.

Helping a restaurant group see what long-standing staff had stopped noticing

Challenge

A multi-outlet food and beverage group received strong reviews for its food but noticed that customer satisfaction scores for service itself had plateaued. Staff were experienced but possibly accustomed to doing things a certain way, even where the way had stopped working well for customers.

Engagement

A Journey Mapping Session with the operations team, followed by a Service Quality Review at two outlets. The mapping session helped clarify which touchpoints mattered most; the review focused observation there rather than spreading effort thinly across all service interactions.

Outcome

Two operational adjustments were made — one to how orders were confirmed during busy periods, one to the way complaints were acknowledged. Both came from observations the team had not consciously registered. Post-change feedback from regulars was noticeably more positive about service responsiveness.
